Conversation Intelligence for Physical Retail Stores: How It Works and Why It Is Not Call Analytics

Conversation intelligence for physical retail stores is software that captures the face-to-face sales conversation between an advisor and a walk-in customer, with the customer's consent, transcribes it in the language it was spoken, and scores it against the retailer's own playbook. It answers the question the POS, the CRM and the camera cannot: what was said, and did it sell. It is a different product from the conversation intelligence built for sales calls and contact centres, which has no way to capture a conversation across a counter and scores it for the wrong things. This guide explains how the store version works, what it measures, what the law asks of it, and which vendors are built for the floor.

What it captures, and where

A physical store has one conversation that matters commercially: the one between the advisor and the customer who walked in. In assisted retail (automobile, telecom, consumer durables, jewellery, furniture, eyewear, real estate), that conversation is the product. Conversation intelligence for stores captures it at the point it happens: on the advisor's own phone with one tap and a spoken consent line, on a wearable microphone, or through a fixed sensor at a counter. The four capture paths and their trade-offs are at /learn/how-to-capture-sales-interactions-at-retail-stores/.

The audio becomes a transcript, the transcript becomes a score against the playbook (greet, discover the need, demonstrate, present the offer, handle the objection, close or take a number), and the audio is deleted. What remains is the evidence a store manager, a regional head and a training team can act on: which step was skipped, which objection ended the sale, which competitor was named, whether a walk-out left a phone number.

Why it is not call analytics

The two categories share a name and a few techniques, and almost nothing else. A buyer who runs stores and is shown a call tool will see a demo of a recorded phone call, because that is what the tool can record. The comparison with the best-known call tool is written out at /learn/borentis-vs-gong/.

What it measures

How to define and collect each of these, and a 30-day plan to a baseline, is at /learn/how-to-measure-in-store-sales-interactions/. The KPIs that only the conversation can produce are at /learn/retail-kpis-only-the-conversation-can-measure/.

  • Coverage: the share of the store's conversations that were captured at all. The first number to trust, before any other.
  • Playbook adherence per step, per advisor, per store, per region, with the transcript line behind each score.
  • Offer accuracy: whether this month's price, exchange or finance terms were quoted as the brand published them.
  • Objection mix: which objection ended each unconverted conversation, and whether the store, the brand or the product owns the fix.
  • Competitor mentions: which rival was named, how often, by store.
  • Numbers captured: walk-outs that left a phone number and a reason to call, which become leads with a brief for a person to follow up.
  • Time to engage and engagement rate, when a footfall counter supplies the denominator; camera-based visit signals that join the walk-in to the conversation are on the Borentis roadmap.

What the law asks of it

the Digital Personal Data Protection Act requires a stated purpose, notice before capture, a way to decline and data minimisation. In practice: a notice at the entrance and the counter in the languages of that floor, a spoken line from the advisor, audio deleted after transcription, transcripts under access control and a named person responsible for retention and requests. Phone capture with a spoken line per conversation is the strongest footing; fixed sensors under signage are lawful but weaker. The full position and signage wording are at /learn/is-recording-customers-legal-in-india-retail/.

Who sells it for the store

The category has about a dozen credible vendors in 2026 and no settled leader. They differ on capture method and home market more than on anything else: Borentis (advisor's phone, India), tolqAI (wearable, Gulf), Cognifyze (fixed sensor, Europe), InStore.ai (US convenience retail), Rilla (wearable, US), NamiTech, Vera AI and Storefox.ai, and early entrants such as Supereps.ai. Each is placed by its public positioning at /learn/in-store-conversation-intelligence-vendors-map/, and the shortlist is compared at /learn/best-retail-conversation-intelligence-tools-india/. What to ask on a demo, and what a pilot costs, is in the buyer's guide at /learn/in-store-conversation-intelligence/.

Borentis Floor is the Borentis product in this category: the advisor's phone, one tap, consent per conversation, transcription in the language of the floor, scoring against the brand's playbook, coaching from the store's own best conversations, and follow-ups drafted for a person to send. The product page is at /solutions/products/borentis-floor/.

On the floor

A telecom brand evaluates two vendors. The first demonstrates on a recorded phone call and explains that store staff could use the mobile app the same way. The second asks for a Hinglish recording from the brand's own busiest store at six on a Saturday, transcribes it, scores it against the brand's upgrade pitch and shows the line where the advisor skipped the data-plan offer. The brand pilots the second, because it was the only demo that had been in a store.

Frequently asked questions

What is conversation intelligence for physical retail stores?

Software that captures the face-to-face sales conversation between an advisor and a walk-in customer with consent, transcribes it in the language it was spoken, and scores it against the retailer's playbook: playbook adherence, offer accuracy, objections, competitor mentions and whether a number was taken. It is a separate category from call and contact-centre conversation intelligence, which cannot capture a conversation across a counter.

Can Gong or a call-centre tool be used in a store?

Not well. Call tools carry the audio themselves and score talk ratio, next steps and deal risk for a rep on a dialler. A store needs a capture path for a noisy, offline, multilingual floor, consent per conversation under the DPDP Act, and scoring for the six moments of a store sale. The vendors built for that are mapped on the in-store conversation intelligence vendors map.

Is it legal?

Yes, with consent and a stated purpose under the DPDP Act: notice at the entrance and counter, a spoken line from the advisor, a way to decline, audio deleted after transcription and transcripts under access control.

What does it cost?

Vendors price per store or per advisor per month. The two cost drivers are the capture path (a phone the store already has versus hardware per store) and transcription in Hinglish and regional languages. Ask for the all-in price per store per month for your store count and the year-two price in writing.
